Abstract

Product companies face many challenges when they move to deliver services to support their core products. Services are built on relationships between actors both inside and outside of organizations, and to succeed in delivering services that their customers value, companies need to work to understand the complete service experiences of their customers. This thesis studies the challenges that traditionally product-driven companies face when attempting to bring customer understanding into their service development processes and evaluates how service design tools can help tackle these challenges. The research was implemented as an action research in the case company, Trimble Solutions Oy. Data collection was done through participant observation and semi-structured individual interviews. Data from the interviews was analysed through thematic content analysis. The results of the research indicate that the main challenges to customer understanding include an organizational culture of product thinking, lack of processes for user involvement, and limited resources for service development. For the case company, issues with project culture acted as a barrier for the development of customer understanding. Results of the research indicate that to succeed in improving customer understanding, service design requires skillful facilitation as well as sufficient resources and commitment from all project participants.

Tuotteisiin erikoistuneet yritykset kohtaavat haasteita ruvetessaan tarjoamaan palveluita tuotteidensa tueksi. Palvelut muodostuvat suhteista yritysten sisäisten ja ulkoisten toimijoiden välillä, ja tarjotakseen palveluita, joihin heidän asiakkaansa voivat olla tyytyväisiä yritysten on ymmärrettävä koko asiakkaidensa palvelukokemusta. Tämä työ tarkastelee haasteita, joita perinteisesti tuotekeskeiset yritykset kohtaavat yrittäessään tuoda asiakasymmärrystä palveluidensa kehitysprosesseihin, ja arvioi kuinka palvelumuotoilun työkalut voisivat vastata näihin haasteisiin. Työ toteutettiin toimintatutkimuksena yrityksessä Trimble Solutions Oy. Tutkimusaineiston keräys toteutettiin tarkkailun ja teemahaastattelujen kautta, ja kerätty aineisto analysoitiin temaattisen sisältöanalyysin avulla. Tutkimuksen tulokset osoittavat, että tuotteisiin keskittynyt yrityskulttuuri, asiakkaita osallistavien prosessien puuttuminen ja palvelukehityksen resurssien vähäisyys ovat tärkeitä haasteita asiakasymmärryksen luomiselle tuoteorganisaatioissa. Lisäksi kohdeyrityksen kohdalla merkittäväksi esteeksi asiakasymmärryksen luomiselle osoittautui projektikulttuurin puute tutkitussa yksikössä. Tulokset viittaavat myös siihen, että onnistuakseen asiakasymmärryksen parantamisessa palvelumuotoilu vaatii taidokasta fasilitointia, riittäviä resursseja ja omistautumista kaikilta projektin osanottajilta.
